What is XLA (Experience Level Agreement)

An Experience Level Agreement (XLA) is a service commitment that measures customer experience outcomes rather than technical performance metrics. Where a traditional SLA (Service Level Agreement) tracks response time, uptime, and ticket volume, an XLA tracks what actually matters to customers: was the issue resolved, how did the interaction feel, and did the outcome meet expectations.

The distinction is practical, not theoretical. An SLA can show 99.9 percent uptime and sub-5-minute response times while the customer experience is terrible — with poor customer retention — long resolution times, repetitive contacts, unhelpful answers that technically arrived quickly. An XLA measures what the customer experienced: first-contact resolution, satisfaction, effort level, and outcome quality. Organizations deploying AI agents are naturally positioned for XLAs because AI generates measurable data on every dimension of experience that XLAs track.

Why XLAs matter for AI customer service

SLAs measure operations. XLAs measure outcomes.

Traditional customer service SLAs were designed for human teams: average handle time, first response time, tickets closed per day. These metrics incentivize speed over quality. An agent who rushes through interactions to hit AHT targets may generate poor CSAT scores. A team that closes tickets without full resolution inflates closure metrics while creating repeat contacts — a customer service automation pitfall.

XLA metrics for AI customer service

Resolution quality. Not just whether the ticket was closed, but whether the customer's actual problem was solved. This requires distinguishing between ticket deflection and genuine resolution. An AI that redirects customers to FAQ pages closes tickets but does not resolve issues.
